Chapter 14

This chapter covers the owned and earned channels that work after the first click: guest reviews and the hotel's response to them, email and CRM, loyalty programmes, and messaging. The headline finding is that Middle East hotels score well but unevenly in Shiji ReviewPro's provider sample: five-star properties hold a 91.1% Global Review Index on 2025 data against 83.1% for four-star, one of the widest gaps globally, and Google supplied 48% of the region's review volume. The index is a provider-derived reputation score, not the share of guests satisfied. Email and loyalty benchmarks are almost entirely global or US. They provide reference points rather than UAE targets. The few UAE-specific figures available are clearly identified.

In brief

  • The global Guest Review Index (GRI) stood at 87.3% in Q2 2026, with a 67.2% management response rate and 3.7-day average response time; Booking.com and Google together supply more than 62% of global review volume (Shiji).
  • Middle East five-star hotels scored 91.1% GRI and four-star 83.1%; Google accounted for 48% of regional review volume; mid-luxury hotels respond to more than 80% of reviews (Shiji, 2025 data).
  • Cornell's 2012 observational study found each one-point GRI gain was associated with up to 0.89% higher ADR, 0.54% higher occupancy and 1.42% higher RevPAR, in North America and Europe; the association is not a guaranteed causal uplift for UAE hotels; 81% of travellers surveyed always or frequently read reviews before booking and 52% would never book a hotel with zero reviews (Tripadvisor and Ipsos MORI, 12 markets, reported attitudes).
  • Tripadvisor stopped 2.7 million fraudulent reviews in 2024 and separately removed 214,000 AI-generated reviews; the categories can overlap and are not summed; in the UAE, Dubai Police arrested a group in October 2026 over fake reviews on a company's Google Maps page, and lawyers quoted by The National point to Cybercrime Law Article 43, which concerns online insults, with fines of AED 250,000 to AED 500,000.
  • Hotel email benchmarks disagree widely and none is a UAE target: Revinate measured an 18.6% open rate and 2.4% CTR on 368 million hotel emails in 2020, while its 2026 report records a 33.6% newsletter open rate and USD 1,249 booking value per campaign on 2025 data; ESP tables range from 20.2% to 45.21% for hospitality opens, on different provider samples and periods (Campaign Monitor via rasa.io; MailerLite via HubSpot, 2025).
  • Cart-abandonment and cancellation-recovery emails convert at 5 to 6% (Revinate 2026); a secondary source puts abandonment-email conversion at 10%; the two conflict.
  • Marriott Bonvoy passed 295 million members at end Q2 2026, Hilton Honors 260 million-plus, Wyndham Rewards 124 million-plus and Accor ALL 100 million, with one in three Accor room bookings made by members.
  • 42% of UAE travellers say hotel loyalty programmes influence their choices, against a 32% EMEA average (Marriott Bonvoy / Mortar Research via Zawya, Jul 2025); WhatsApp penetration in the UAE is 90% (Infobip Messaging Trends Report 2026 via Infobip blog, 2025).

1. How reviews move bookings and rate

The revenue evidence is older than ideal but remains the most cited. Cornell's Center for Hospitality Research (Chris Anderson, 2012) analysed more than 31,000 monthly observations across 11 cities in North America and Europe over two and a half years and found that a one-point rise in the 100-point ReviewPro Global Review Index was associated with up to a 0.89% rise in ADR, 0.54% in occupancy and 1.42% in RevPAR. This is an observational association in North American and European cities more than a decade ago, not a guaranteed causal uplift for a UAE hotel (Cornell Center for Hospitality Research). TrustYou's simulation with NYU (c. 2014, sample not stated) found travellers were 3.9 times more likely to choose the higher-scored hotel at equal price, 72% chose the higher-scored hotel at an equal USD 100 rate, 76% would pay more for better reviews, and the highest-scored hotel kept the highest click-through rate with rates up to 20% higher.

On reading behaviour, Ipsos MORI's survey for Tripadvisor (23,000 respondents, 12 markets, c. 2019), which records reported attitudes rather than observed conversion, found 81% always or frequently read reviews before booking accommodation, 79% were more likely to pick the higher-rated of two otherwise identical hotels, 52% would never book a hotel with zero reviews, and respondents read an average of nine reviews. In the US, BrightLocal's 2025 survey (n=1,026) found 42% of consumers trust reviews as much as personal recommendations, down from 79% in 2020, while 46% are suspicious of AI-written reviews and 63% expect a business to respond within two to three days up to a week. Reviews are also an input to AI recommendations: summarised reviews triggered action for 33% of US travellers acting on an AI suggestion (Phocuswright via PhocusWire, 2026).

2. Review score benchmarks

Shiji ReviewPro's Guest Experience Benchmark is the only recurring review index with a Middle East breakdown. The Global Review Index (GRI) is a provider-derived reputation index built on Shiji's client sample; it is not the percentage of guests satisfied and is not interchangeable with NPS, and its global, Middle East and quarterly readings each carry their own period and population. Globally, the GRI reached 87.3% in Q2 2026, up 0.4 points year on year, with an NPS of 56.9, review volume down 3.2% year on year, and Asia leading at 90.2% (Shiji ReviewPro Guest Experience Benchmark via Hospitality Net). Two quarters earlier (Q3 2025) the global GRI was 86.8%, Google review volume had grown 33% year on year, total review volume was up 2.6%, and three-star hotels gained 0.8 points, twice the pace of five-star (Shiji via Hotel Tech Report).

Shiji's Middle East analysis, published from Dubai in February 2026 on 2025 data, found five-star hotels at 91.1% GRI and four-star at 83.1%, among the widest gaps between classes globally; Google supplied 48% of regional review volume; Expedia reviews grew 24% year on year; total review volume grew 3.9%; mid-luxury hotels responded to more than 80% of reviews; and three- and five-star hotels responded in under three days (Shiji via Hospitality Net, 2025).

What it meansIn Shiji's Middle East sample on 2025 data, the five-star average sits eight points above the four-star average (Shiji via Hospitality Net (Dubai dateline)) ; these are reference points from one provider's client base, not UAE targets. The global Q3 2025 data shows three-star hotels gaining fastest (Shiji via Hotel Tech Report) , so a mid-scale property that invests in review responses and service recovery is following the direction of this trend.

3. Response-rate benchmarks

Globally, hotels responded to 67.2% of reviews in Q2 2026 with an average response time of 3.7 days (Shiji ReviewPro Guest Experience Benchmark via Hospitality Net). The Q3 2025 reading was 3.0 days, against 4.7 days in Q3 2023, so the Q2 2026 figure represents a slowing after two years of improvement (Shiji via Hotel Tech Report; Shiji ReviewPro Guest Experience Benchmark via Hospitality Net). In the Middle East, mid-luxury hotels respond to more than 80% of reviews and three- and five-star hotels respond in under three days (Shiji via Hospitality Net, 2025). Consumer expectation sits inside that window: 63% of US consumers expect a response within two to three days up to a week.

4. Fake reviews: platform enforcement and UAE law

Tripadvisor's 2025 Transparency Report is the only quantified source on review fraud found, and its figures are global moderation counts for 2024. In 2024, 31.1 million reviews were submitted, 2.7 million fraudulent reviews were stopped, 214,000 AI-generated reviews were removed, 360,000 removals were tied to employee incentive schemes, around 9,000 businesses were warned for incentivised reviews, and 7.3% of submissions were rejected automatically (Tripadvisor 2025 Transparency Report). The fraud, AI-generated and incentivised categories use different denominators and can overlap, so they are not summed here and do not establish a universal fraud prevalence (Tripadvisor 2025 Transparency Report, 2024). Consumer suspicion is rising: 46% of US consumers are suspicious of AI-written reviews.

The UAE has no review-specific statute; the one enforcement case found ran through the Cybercrime Law. In October 2026 Dubai Police arrested a group accused of posting fake reviews on a company's Google Maps page to damage its business, after several commercial shops formed groups to publish false comments, according to a Dubai Police statement reported by The National (The National). Dubai lawyers quoted by The National point to Article 43 of Federal Decree-Law 34/2021 on Combating Rumours and Cybercrimes, which provides fines of AED 250,000 to AED 500,000 and/or imprisonment for online insults, and note that spreading false information carries at least one year in jail and a minimum AED 100,000 fine (The National, 2026). Article 43 concerns insult and defamation; the provision that a fabricated positive review by a hotel's own staff or agency would engage, if any, depends on the conduct, so the arrest is reported here as a case rather than as a rule that every fabricated review carries the same penalty (The National, 2026). Tripadvisor's data shows that incentivised reviews from staff schemes are a major removal category on its platform, which is the exposure a hotel controls directly.

Not established in reviewed sources. No UAE fake-review statistic was found; Tripadvisor's figures are global. EU and US fake-review rules (the FTC 2024 rule, the EU Omnibus Directive) were not researched and matter to UAE hotels selling into those markets. The FTC rule text, the EU Omnibus review provisions, and Middle East removal counts from Tripadvisor, Booking.com and Google are where these would be found.

5. Google and AI as review sources

Google is the growth engine of review volume. It supplied 48% of Middle East review volume in 2025, and with Booking.com more than 62% of global volume in Q2 2026 (Shiji via Hospitality Net; Shiji ReviewPro Guest Experience Benchmark via Hospitality Net); Google review volume grew 33% year on year in Q3 2025 (Shiji via Hotel Tech Report). In the US, 81% of consumers used Google to read reviews in 2024, but BrightLocal's 2026 survey (n=1,002) recorded Google's share as a review source falling from 83% to 71% in one year while 45% of consumers now ask AI tools for local recommendations, up from 6% in 2025; 97% still read local reviews. The AI assistants in turn draw on review content: summarised reviews were the second most common trigger for US travellers acting on an AI recommendation, at 33% (Phocuswright via PhocusWire, 2026).

What it meansThe Google Business Profile is now both the largest review source in the region (Shiji via Hospitality Net (Dubai dateline)) and an input Google names for visibility in its AI answers (Google Search Central via Search Engine Journal) . Responding on Google first, then Booking.com, covers the majority of the volume (Shiji ReviewPro Guest Experience Benchmark via Hospitality Net) .

6. Email benchmarks for hospitality

Hotel-specific datasets (Revinate)

None of the figures in this section is a UAE benchmark. Each identifies the publisher, sample, period and campaign scope. Open, click and click-to-open rates use different denominators, so rows from different providers are not directly comparable. Open rates do not measure human engagement. Revinate is the only publisher with hotel-only email data at scale, and its two readings bracket the Apple Mail Privacy Protection change of 2021, which is one possible factor, alongside sample and campaign-mix changes, in the higher later open rates; click and conversion rates are less exposed to that change. On more than 368 million hotel emails sent in 2020, the global hotel open rate was 18.6%, CTR 2.4% and conversion (reservations per recipient) 0.11%; segments under 5,000 recipients did better at 25.9% open, 3.9% CTR and 0.21% conversion (Revinate). The Revinate 2026 Hospitality Benchmark Report, built on 2.8 billion emails, 22 million texts and 4.3 million calls in calendar 2025 across North America, EMEA and APAC (Middle East not broken out), records a 33.6% average open rate for hotel newsletters globally (33.7% in North America), an average booking value of USD 1,249 per newsletter campaign, double opt-in campaigns generating USD 3,600+ and 17 room nights per campaign, and cart-abandonment and cancellation-recovery campaigns converting at 5 to 6%. The same report puts targeted lists under 5,000 at a 42.78% open rate, broad sends above 29%, newsletter CTR at 2.15% and post-stay survey completion under 5% (North America 3.64%, APAC 4.41%) (Revinate, 2026). Revinate's older 2018 report (77 million emails) recorded one-time campaign open rates of 18.5% in EMEA, 16.8% in APAC and 15.6% in North America, EMEA conversion of 0.63%, segmented campaigns lifting opens 20%, CTR 70% and revenue per recipient 73%, confirmation emails reaching 70% open and 17% CTR, and a Middle East average guest database above 25,000 profiles.

ESP industry tables

Email service providers publish industry benchmarks based on their own users. These figures are graded in the table, and results differ because the providers serve different customer mixes. MailerLite's benchmark of 3.6 million campaigns across 181,000 accounts (December 2024 to November 2025) puts travel and transportation at a median 30.10% open rate, the lowest industry listed, with a 1.68% click rate, 6.34% click-to-open and 0.13% unsubscribe rate. A separate MailerLite figure reported by HubSpot for 2025 puts hospitality and travel at 45.21% open, 2.43% CTR and 3.94% click-to-open, against an all-industry open rate of 42.35%; the two MailerLite figures conflict and appear to use different category definitions and periods. Benchmark Email (around 68,000 users, 90+ industries, 21 regions, period not stated) reports hospitality at 33.34% open, 1.65% click and 0.11% unsubscribe, travel and tourism at 23.04% open and 0.76% click, and, in the only Middle East row found anywhere, an all-industry Middle East open rate of 16.39% and click rate of 0.89%. Campaign Monitor puts travel, hospitality and leisure at 20.2% open and 1.4% click, year not stated. MoEngage's analysis of 17.3 billion emails found travel and hospitality journey-based emails open at 26%, 2.89 times the broadcast rate, with behaviour-based click-to-open of 9%. A US hotel agency cites hospitality and tourism opens of 17 to 28% and CTR of 3.5 to 4% without a dataset (Gourmet Marketing, 2025). The only UAE-labelled email figures found are an agency's unsourced claim of 24% open, 2.8% CTR and 1.5% conversion (Andava Digital, 2026).

Cart abandonment and recovery emails

Abandonment data for hotel booking engines is old, and booking abandonment uses people who started a booking as its denominator, not all visitors. SaleCycle measured travel booking abandonment at 90.74% between January and October 2019, with hotels at 84.63% and cruise and ferry at 97%; its 2018 study of 280 million bookings found 81.31% travel abandonment, 17.6% of visitors starting a booking and 3.1% completing, and 87% saying they would return; the two years are different samples and do not form a trend. SiteMinder's 2025 survey of 12,000 travellers in 14 countries found 52% had abandoned a booking because of a bad digital experience and 42% book through OTAs. Secondary compilations put hotel cart abandonment around 80%, mobile at 85% against 73% on desktop, and Revinate abandonment-email performance at a 66% open rate and 10% conversion; another puts mobile abandonment at 85.6% against 73.1% desktop (Hotel-Online/HFTP; via Hotelchamp). The 10% conversion figure conflicts with Revinate's own 2026 report, which puts cart-abandonment and cancellation-recovery conversion at 5 to 6%; the primary Revinate figure should be preferred.

Two separate datasets describe the value and durability of direct bookings, and neither establishes a channel-switch uplift because the guests, properties and stay mixes differ between channels. SiteMinder's 2025 data across 20 markets (no UAE) reports average booking values of USD 516 for hotel websites and USD 312 for OTAs, an observed difference. Separately, Cloudbeds' 2026 data on 90 million bookings puts OTA cancellation at 21.8% against 10.6% for direct, cohorts that differ in customer mix. A hotel measuring cancellation-adjusted booking value should do so within its own comparable cohorts rather than by combining these two samples.

Post-stay surveys

Post-stay survey completion runs under 5% in Revinate's 2026 data, at 3.64% in North America and 4.41% in APAC. No UAE hotel NPS benchmark was established in reviewed sources; Shiji reports a global hotel NPS of 56.9 for Q2 2026 on its client sample, which is a separate measure from the Global Review Index. No UAE survey completion benchmark was found.

7. Loyalty programmes and direct booking

The major programmes continue to grow. The membership totals below count enrolled accounts, not unique active people, UAE guests or a directly addressable advertising audience, and the member spending and booking patterns reported with them are observational; they do not establish the incremental effect of enrolment (Pulse 2.0, Q2 2026; Accor, 2025). Marriott Bonvoy ended 2025 with 271 million members, adding 43 million in the year, and loyalty penetration of 68% against 58% at the programme's February 2019 launch; by end Q2 2026 membership exceeded 295 million, in a quarter when Marriott's Middle East RevPAR fell 43% amid the regional conflict, pulling EMEA RevPAR down more than 5% (CX Dive; Pulse 2.0). Skift reported about 283 million members at the Ask Bonvoy launch in June 2026. Hilton Honors passed 260 million members in Q2 2026, with system-wide comparable RevPAR up 3.9% and net unit growth of 6.1%. Accor's ALL reached 100 million members in March 2025, adding 11 million in 2024; one in three Accor room bookings is made by a member, ALL app business volume rose 45% against 2023, and members spend more than twice as much as non-members. Wyndham Rewards held 124 million-plus members in May 2026. On the OTA side, Booking.com's Genius Level 2 and 3 members made up more than 30% of active customers and a "high 50%" share of room nights in Q2 2026 (Hotel Dive).

Direct-booking share and the spending and booking patterns of loyalty members are relevant to UAE hotels in two ways. First, OTAs still generate close to twice the bookings of hotel-owned digital channels across 58,000 properties in 53 countries, and independents see 63.4% of bookings via OTAs, while Booking Holdings' own direct traffic mix sits in the mid-60% range (NYU SPS Tisch Center / RateGain / HEDNA State of Distribution 2026 via Hospitality Net, 2024; Cloudbeds via Webtonic/ColorWhistle, 2026). Second, the UAE guest is unusually loyalty-responsive: 42% of UAE travellers say hotel loyalty programmes influence their choices, against a 32% EMEA average (Marriott Bonvoy / Mortar Research via Zawya, Jul 2025). Accor's Q4 2025 results noted double-digit RevPAR growth across the Middle East-Africa sub-region including the UAE, and its CEO cited the integration of AI into the digital roadmap (Lodging Magazine). The one UAE-based lifestyle programme with a 2026 announcement is U By Emaar, which signed a 10-year co-branded partnership with Visa covering the UAE, Saudi Arabia and Bahrain in October 2026 without disclosing member numbers (Zawya press release).

8. WhatsApp and SMS engagement in the UAE

The UAE is a messaging-first market. DataReportal's Digital 2026 report puts the UAE population at 11.4 million with 11.3 million internet users (99.0%), 23.0 million mobile connections (202% of population) and 12.5 million social media user identities (110% of population, up 16.7% year on year). Infobip's Messaging Trends Report 2026, compiling 2025 platform data, puts WhatsApp penetration in the UAE at 90%, the same as Kuwait; the widely quoted 98% open rate for WhatsApp Business messages is a WhatsApp blog claim, and the 88% read-within-five-minutes figure comes from SQ Magazine, so both are graded; neither has a UAE hotel denominator, and they are not used here to forecast bookings or to claim superiority over email open rates, which are measured differently. According to the messaging vendor Telerivet, WhatsApp messaging and the Business API operate normally in the UAE while voice and video calls are carrier-restricted. Promotional SMS carry the "AD" prefix before the sender name and recipients block all promotional SMS by texting BALL to 7726; a vendor summary adds a 07:00 to 21:00 sending window; and the telemarketing resolutions extend hours and consent rules to social-media messages as reported by Gulf News (TDRA, via Gulf News; Telerivet, Jan 2026); Chapter 13 sets out those rules in full.

Not established in reviewed sources. UAE hotel WhatsApp or SMS engagement benchmarks (open, click, reply, conversion) were not found beyond the global 98% WhatsApp claim (Infobip Messaging Trends Report 2026 via Infobip blog, 2025). Infobip, Meta Business UAE case studies, or the messaging vendors used by UAE hotel groups would hold them.

9. A reputation and CRM operating rhythm for a UAE hotel

ONS READING The benchmarks in this chapter are reference points, not UAE targets. Hotels can use them to plan weekly, monthly and quarterly activities, adjusting the approach against their own data. Weekly: respond to reviews on Google and Booking.com first, because those two channels carry most of the volume in Shiji's samples, Middle East peers in that sample answer inside three days and 63% of US consumers surveyed expect a reply within a week; send cart-abandonment and cancellation-recovery emails, which Revinate's 2025 data shows converting at 5 to 6%. Monthly: where the property's own list data confirms it, send one segmented newsletter to lists under 5,000, the segment where Revinate records the highest open and click rates, and review post-stay survey completion against the sub-5% reading. Quarterly: compare GRI against the Middle East class average in Shiji's sample, audit the consent base against the PDPL and SMS rules, and report loyalty or repeat-guest share, given that 42% of UAE travellers surveyed say loyalty influences their choice.

Gaps in the evidence

Not established in reviewed sources. Hotel-specific UAE review score averages (Dubai GRI, Booking.com average score by emirate): Shiji gives the Middle East by star class only and no TrustYou UAE cut was found. UAE fake-review statistics: none found; Tripadvisor's figures are global. UAE hotel NPS: not established; Shiji's global NPS of 56.9 for Q2 2026 is the nearest reading. Travel email benchmarks from Mailchimp, Klaviyo and HubSpot for 2025/26: not fetched; the UAE email figure found is unsourced (Andava Digital, 2026). Middle East email performance: Revinate reports a database size but no regional performance, and Benchmark Email's Middle East row is all-industry. Loyalty: Jumeirah One, U By Emaar and IHG One Rewards counts not found. WhatsApp and SMS hotel engagement in the UAE: not found. Klaviyo and Mailchimp industry tables, a UAE cut from Shiji and TrustYou, and UAE hospitality messaging benchmarks from Infobip and Meta would fill these.
